How to reply to a bad product review so the next buyer trusts you
Write the reply for the buyer reading later: name the problem, say what you checked and what you did, and keep out argument and personal details. Report reviews that break the platform's rules instead of fighting them.

"Received broken. Seller not responding. Do not buy." One star, under your best-selling product, and it will sit there as long as the listing does. The reply is not really for that buyer, who has already made up their mind about you. It is for every later buyer who scrolls straight to the one-star reviews before ordering. Write it for them: name the problem in plain words, say what you checked and what you did, and move the rest to a private channel. No argument, no excuse about the courier, and no order details in public.
Who reads your reply, and what are they looking for?
A buyer close to ordering who wants to know what happens when something goes wrong. They are not deciding whether the reviewer was fair. They are deciding whether you will behave like a business when it is their parcel. A defensive reply tells them exactly how their own complaint would be handled.
Not every marketplace lets a seller reply in public under a product review, and what each one allows changes, so read the current seller help pages. Where you cannot reply in public, the same work happens in the buyer's order messages and in fixing whatever caused the complaint. On your own store, your Google Business Profile and your Instagram comments, you can always answer.
The reply in three moves
- The problem, in the buyer's words. "The glass jar arrived cracked." Not "We regret any inconvenience caused", which reads as a form letter and names nothing.
- What you checked, then what you did. "We looked at the packing on your order and have sent a replacement." If you changed something for every buyer, say it, but only if it is true: "Glass jars now ship in a double box."
- Where the rest gets sorted. "If anything else is wrong, reply on your order message." One line, no phone number.
Leave out the order number, the address, the amount paid and anything the buyer told you privately. Sign with a first name or the shop name. And keep the courier out of it unless you are owning the failure too; "breakage is the courier's responsibility" tells a buyer the broken plate would be their problem.
For example: a pottery unit in Khurja
Imagine an invented unit in Khurja selling stoneware dinner sets on a marketplace and its own website. A one-star review says: "Two plates broken. Packing pathetic." The owner, angry, replies within minutes:
Dear customer, we pack every item with utmost care. Breakage is the courier's responsibility, kindly raise it with them. Many customers are happy with our packing.
Every sentence in that reply is about the seller. "Many customers are happy" invites the next buyer to wonder about the ones who were not.
The fix starts in the packing room, not the reply box. The owner pulls the dispatch photo and finds the plates were stacked with a single sheet of paper between them. Two replacements go out at about ₹400 in plates and postage, each wrapped on its own, and that becomes how every set ships. Then the reply is rewritten where the platform allows:
Two plates arrived broken, and they should not have. We checked how your set was packed and the plates had too little between them. Two replacements have gone out, each wrapped separately, which is now how every set leaves us. If either arrives damaged, reply on your order message.
The reply is only as good as the packing change behind it. Even so, the buyer kept the one star; the result was that later one-star reviews stopped mentioning breakage.
Three more replies you can adapt
"Much smaller than the photo." The listing caused this one, so the reply says what changed on the listing:
You expected a bigger planter, and our photos did not show the size clearly. It is 15 cm across. We have added a photograph of it beside a coffee mug and put the size in the first line of the title. If you would like to return it, reply on your order message and we will arrange the pickup.
"Came two days late for my daughter's birthday." Own the part that was yours, even when the delay was not:
It reached you after the birthday, which was the reason you ordered, and we are sorry. Tracking shows the parcel held at the courier's hub for two days. We should have told you as soon as it stopped moving, and we did not; we now message buyers when a parcel stalls. The shipping charge has been refunded to your original payment method.
"Fake product. Not original." Answer with what you hold, not with indignation. Use the second sentence below only if you do buy from the authorised distributor; otherwise say where you buy.
We understand the worry. We buy this brand from its authorised distributor and every order ships with our GST invoice, which the brand's service centre will ask for under warranty. We could not match this review to an order on our account. If you bought from us, message us through your order and we will check the batch with you.
When not to reply in public
Report rather than reply when a review is abusive, carries someone's personal details, or is plainly about a different product. Use the platform's own process and attach your evidence.
A review you suspect came from a competitor gets the same treatment. Accusing anyone in public makes you look worse than the review does; at most, write that you cannot find a matching order and invite the writer to contact you.
Health and safety complaints need more care. If a buyer reports a rash from a cream, a reaction to a food or a problem with a baby product, do not discuss symptoms or causes under the review. Ask them to contact you, record what they report, and take advice. What a seller may say about health effects differs by product and changes, so check with your own adviser or the regulator.
What to do next
Keep a short log beside your replies: the product, the complaint, the cause you found and what you changed. When the same cause appears three times, the listing or the packing changes. The satisfied buyers who never wrote are covered in getting reviews from genuine buyers.
Start today. Read your one-star and two-star replies as a stranger would, and rewrite any that argue, blame the courier or say nothing. The rest of selling online is in our e-commerce sales and marketing section, and online review management is the service behind a review routine. To set one up, tell us what you need.
